Les NTIC et le marketing relationnel : vers une nouvelle dynamique de fidélisation des clients dans les petites et moyennes entreprises de la ville de Kinshasa

Cette étude analyse l’influence des nouvelles technologies de l’information et de la communication (NTIC) sur la fidélisation des clients dans les petites et moyennes entreprises de Kinshasa, en mettant l’accent sur le rôle médiateur du marketing relationnel. L’étude repose sur une approche quantitative menée auprès de 150 PME. Les données ont été analysées à l’aide de la régression linéaire multiple et d’une analyse de médiation par bootstrap. Les résultats montrent que les NTIC n’exercent pas directement une influence positive sur la fidélisation des clients. En revanche, elles contribuent significativement au développement du marketing relationnel, lequel exerce un effet positif et significatif sur la fidélisation. L’effet indirect des NTIC à travers le marketing relationnel est également significatif, mettant en évidence une médiation compétitive. La confiance présente, quant à elle, une influence positive modérément significative. Ces résultats montrent que la technologie ne constitue pas, à elle seule, une garantie de fidélisation. Son efficacité dépend de sa capacité à soutenir des pratiques relationnelles structurées. L’étude recommande ainsi aux PME de Kinshasa d’intégrer davantage les outils numériques dans une véritable stratégie de gestion de la relation client.
